Se trataba de sistemas m\u00e1s bien rudimentarios y complejos pero que comenzaban a cumplir su funci\u00f3n en el \u00e1mbito de la gesti\u00f3n de informaci\u00f3n de clientes. M\u00e1s all\u00e1 de eso, <strong>poco han cambiado desde entonces.<\/strong><\/p>\n<p>Sin duda el propio software, las velocidades de conexi\u00f3n y los anchos de banda disponibles en el mercado de las comunicaciones, as\u00ed como tecnolog\u00edas como el cloud han hecho de los sistemas de CRM una herramienta mucho m\u00e1s \u00e1gil de lo que pod\u00eda ser en su origen. De todas formas hoy d\u00eda existen a\u00fan muchas empresas que no terminan de estar convencidas o evangelizadas en <strong>la importancia de contar con un buen sistema CRM<\/strong> para la gesti\u00f3n de sus bases de datos y de toda la informaci\u00f3n resultante de las relaciones con sus clientes.<\/p>\n<p>En un escenario como el actual, con una explosi\u00f3n absoluta de procesos y tecnolog\u00edas como los referentes al big data o a la inteligencia de negocio, empezamos a ser testigos de la aparici\u00f3n de cantidad de voces de expertos que hablan de un cambio de foco: el paso del cl\u00e1sico CRM a lo que han dado en llamar CXM: customer experience management.<\/p>\n<p>La experiencia de cliente o customer experience, abreviada como CX, se podr\u00eda definir como <strong>el producto resultante de las percepciones de un cliente tras interactuar con una marca<\/strong> a trav\u00e9s de cualquiera de sus puntos de contacto. Estos puntos de contacto pueden ser f\u00edsicos o digitales y pueden darse en muy diferentes lugares y situaciones: de la propia compra en un establecimiento o una web hasta el momento de interactuar con un transportista que nos trae un pedido a casa, pasando por una consulta telef\u00f3nica con un servicio de atenci\u00f3n al cliente o incluso la visualizaci\u00f3n de un anuncio en la prensa. Debido a esta multiplicidad de puntos de contacto,<strong> el CX o experiencia de cliente va ganando cada vez m\u00e1s relevancia en las empresas<\/strong>, siendo ya incluso com\u00fan contar con personal dedicado en exclusiva a esta cuesti\u00f3n cuando se trata de una gran marca.<\/p>\n<p><strong>La gesti\u00f3n de experiencias es el pr\u00f3ximo gran hito<\/strong><\/p>\n<p>Sin duda nos encontramos ante un momento de cambio en el que comenzamos a pasar de la gesti\u00f3n de clientes \u2014sus datos, la informaci\u00f3n de cada uno de ellos y la que resulta de su actividad e interacci\u00f3n con las marcas\u2014 a <strong>gestionar experiencias<\/strong>, pasando del an\u00e1lisis del comportamiento de nuestros buyer persona y sus h\u00e1bitos de compra al an\u00e1lisis de sus sensaciones y emociones.<\/p>\n<p>Este an\u00e1lisis de sensaciones puede aludir directamente a los sentidos: estrategias como el marketing olfativo, el uso del color, la m\u00fasica o la iluminaci\u00f3n no deben simplemente implementarse, sino que es necesario su posterior estudio en profundidad, de cara siempre a optimizar su resultado e <strong>iterar su aplicaci\u00f3n<\/strong>. Igualmente, es relevante tener en cuenta cuestiones como la disposici\u00f3n y colocaci\u00f3n de las tiendas, los recorridos y los mapas de calor que nos dan informaci\u00f3n sobre frecuencia de uso de cada secci\u00f3n o pasillo.
